How we calculate ACW cost and capacity

1. Total ACW hours/month

Total ACW hours = agents × calls per agent per day × (ACW seconds ÷ 3,600) × working days per month. This gives the raw volume of agent time consumed by post-call administration each month before any savings are applied.

2. ACW cost

Monthly ACW cost = total ACW hours × agent hourly cost. Annual cost = monthly × 12. The agent hourly cost should include base wage plus benefits burden (typically 25–35% on top of base salary). The US contact center average fully-loaded rate is $22–$28/hr per SHRM 2024 data.

3. Savings from reduction target
