How It Works

How call queues work

When all agents handling a queue are busy, incoming calls enter the queue and wait in order. Callers hear hold music or recorded messaging and receive an announcement of their position or estimated wait time. When an agent finishes a call and becomes available, the routing engine selects the next caller based on your configured strategy — round robin, longest idle, or skills-based — and connects them automatically.

If the queue grows too long or wait time exceeds your threshold, overflow rules route calls to a fallback destination rather than making callers wait indefinitely. Callers can also leave a callback request — the system calls them back when an agent is free, preserving their position without requiring them to stay on hold.

Multiple Queue Strategies

Apply round robin, longest idle, priority, or skills-based routing to each queue independently. Different queues for sales and support can use different strategies.

Hold Music & Messaging

Callers in queue hear hold music or recorded messages. Messages can communicate wait time, confirm their place in queue, or offer self-service options.

Queue Position Announcements

Tell callers where they are in line and provide estimated wait time. Informed callers are less likely to abandon the queue.

Callback Option

Let callers leave a callback request instead of staying on hold. The system calls them back automatically when an agent becomes available.

Overflow Routing

When queue depth or wait time exceeds defined thresholds, overflow rules route calls to a fallback queue, external number, or voicemail.

What is a call queue and how does it work?

A call queue holds inbound callers in an ordered line while all agents are busy. When a caller reaches the queue, they hear hold music or a recorded message and receive a position announcement. When an agent becomes available, the next caller in the queue connects automatically. The routing strategy — round robin, longest idle, skills-based — determines which agent receives the call.

How are calls assigned to agents in a queue?

EaseDial supports multiple routing strategies per queue. Round robin distributes calls evenly across available agents. Longest idle routes to the agent who has been available longest. Skills-based routing matches callers to agents based on attributes like language, product knowledge, or account tier. Different queues in the same contact center can use different strategies.

Can call queues work with IVR?

Yes. IVR and call queues work together. A caller reaches the IVR first, makes a selection — language, department, issue type — and the IVR routes them to the correct queue based on their input. This way, each queue handles a specific caller segment rather than all incoming calls.

What happens when all agents are unavailable or the queue is too long?

Overflow rules handle this situation. When queue depth or wait time exceeds a configured threshold, overflow routes the call to a fallback queue, an external number, or voicemail.
