Cost breakdown (monthly)

ICMI 2024: average hold time in US contact centers = 1 min 22 sec. Abandon rate doubles for every 60s of hold beyond the first minute. Results are estimates — your actual figures may vary.

How it works

Where on-hold costs actually come from

Hold time carries three overlapping cost layers that most operations reports never surface together.

Agent time is not free during hold

When an agent puts a caller on hold, that agent's clock is still running. At $22/hr fully loaded, 90 seconds of hold per call costs $0.55 in direct agent labor — multiplied across thousands of calls per day, this compounds quickly into a material monthly expense.

Abandonment accelerates after 60 seconds

ICMI research shows the patience curve is steepest in the 60–120 second window. Callers who wait beyond 90 seconds abandon at double the rate of those held under 60 seconds. Each abandoned call is a customer who may not call back.

Lost revenue compounds with volume

For revenue-generating queues, each abandoned call is a lost transaction. At $45 average revenue per call and an 8% abandon rate, a 200-call-per-day operation loses over $15,000 in potential monthly revenue to abandonment alone — before accounting for agent time.

Efficiency drops with re-routing

Warm transfers — the most common cause of secondary hold events — add an average of 45–90 additional seconds per transferred call. Skills-based routing that eliminates the first transfer eliminates the second hold event entirely, compounding efficiency gains across every agent shift.

Callback options cut real-time abandonment

Offering a virtual hold position (callback) instead of dead air music reduces abandonment by 15–25% without changing staffing levels, according to NICE and Genesys product data. Callers who accept a callback are retained in the queue without holding a line.

AI routing targets the root cause

Intelligent routing reduces hold time by matching callers to the right agent on the first attempt, eliminating re-queue events and transfer holds. EaseDial customers report 40–60% reductions in average hold time within the first 60 days of deployment.

Methodology

How we calculate your on-hold cost

This calculator uses transparent formulas grounded in published industry research. Every figure can be audited against the primary sources listed below.

1. Agent hold cost

Agent hold cost per month = (calls/day × hold_seconds ÷ 3600 × agent_hourly_cost) × working_days. This captures the direct labor cost of agents sitting on hold rather than handling new calls or completing after-call work. The fully-loaded hourly rate should include salary, benefits, and overhead — typically 1.3–1.5× base wage for US contact centers.

2. Abandoned calls

Abandoned calls per month = calls/day × (abandon_rate ÷ 100) × working_days. The abandon rate input should reflect your actual queue abandon metric from your ACD or WFM platform. The ICMI 2024 industry average of 5–8% for queues with hold times above 60 seconds is used as the default — adjust based on your actual reports for the most accurate result.

3. Lost revenue

Lost revenue per month = abandoned_calls × average_revenue_per_call. For support-only queues with no direct revenue impact, set revenue per call to zero — the calculator will still surface the agent time cost. For sales or renewal queues, use the average revenue value of a completed call, not the average transaction size (since not every answered call converts).

4. Total and annual

Total monthly on-hold cost = agent hold cost + lost revenue from abandonment. Annual cost = monthly × 12. This does not include secondary costs such as customer lifetime value churn, re-call handling cost for customers who call back after abandoning, or CSAT/NPS impact — all of which would increase the true cost figure further.

FAQ

Common questions

What is the average on-hold time in call centers?

According to ICMI 2024 data, the average hold time in US contact centers is 1 minute and 22 seconds per call. However, this average masks significant variation — high-volume inbound queues during peak hours often see hold times of 3–5 minutes, while well-staffed teams may keep average hold time under 30 seconds. The ICMI benchmark is a useful starting point; your actual average should be pulled from your ACD or contact center platform reports.

How does hold time affect customer abandon rate?

Research from ICMI (2024) shows that abandon rate roughly doubles for every 60 seconds of hold time beyond the first minute. A caller placed on hold for under 60 seconds abandons at around 3–5%. Push past 120 seconds and that rate climbs to 8–12%. Beyond 3 minutes, abandonment can exceed 20% in consumer-facing queues. The relationship is not linear — the steepest drop in patience happens in the first 90 seconds, which is why reducing hold time from 2 minutes to 45 seconds has a disproportionate impact on completed calls.

How do I reduce hold time?

The most effective tactics are: (1) Skills-based and AI-powered routing, which matches callers to the right agent on the first transfer and eliminates the internal hold time caused by warm transfers and re-queuing. (2) Callback options — offering callers a virtual hold position instead of dead air reduces real-time abandonment without changing actual staffing. (3) Self-service deflection via IVR or chatbot for repeat transaction types (balance checks, order status, appointment confirmation) that do not require a live agent. (4) Real-time queue monitoring with automatic overflow to secondary queues or overflow agents when average wait exceeds a threshold.

What is the business cost of abandoned calls?

An abandoned call carries two costs: the immediate lost revenue opportunity (for sales or service calls where the customer would have converted or renewed), and the long-term churn risk. Research from the Customer Experience Board found that 34% of callers who abandon do not call back — they defect to a competitor or simply do not complete the transaction. For revenue-generating queues, each abandoned call should be valued at your average revenue per call multiplied by your completion rate (e.g., if 60% of calls that connect result in revenue, each abandon costs 60% of your average order value).

Does hold music reduce abandonment?

Hold music alone has a modest effect — studies show it reduces abandonment by roughly 3–5% compared to silence, primarily by giving callers confirmation that they are still connected. The larger impact comes from periodic queue position announcements ("You are number 3 in the queue") or estimated wait time messages. These have been shown to reduce abandonment by 15–25% compared to music-only hold, because callers can make an informed decision about whether to wait. Combining music with accurate wait time estimates and a callback option delivers the strongest abandonment reduction without changing staffing levels.
