Common questions about AHT

What is average handle time?

AHT is the average time an agent spends on a single interaction, including talk time (active conversation with the caller), hold time (caller placed on hold during the interaction), and after-call work (ACW — tasks completed after the call ends such as logging, disposition coding, and follow-up actions). The formula is: AHT = (Total Talk Time + Total Hold Time + Total ACW) ÷ Total Handled Interactions. All three components are measured in the same unit — seconds or minutes — and then divided by the count of interactions in the same period.

What's included in after-call work?

After-call work (ACW) is everything an agent does after hanging up: entering call notes, selecting a disposition code, updating the CRM, scheduling a follow-up, or completing a required form. It ends when the agent marks themselves available again. ACW is captured differently across platforms — some ACD systems start the ACW timer automatically at call end; others require the agent to manually enter a wrap-up state. Before benchmarking ACW, confirm your platform measures it consistently.

Is lower AHT always better?

Not necessarily. AHT measures efficiency, not quality. An agent who rushes through calls to lower handle time may produce more repeat contacts, lower CSAT scores, or incomplete issue resolution — each of which has a higher long-term cost than the saved seconds. Target AHT should be set by call type and complexity, not as a single floor across all interaction categories. A technically complex issue type should carry a higher acceptable AHT than a simple balance inquiry.

Why does the calculator need total times rather than per-call times?

The standard AHT formula uses totals because platforms report aggregated call data for a reporting period — total talk seconds, total hold seconds, total ACW seconds, total interactions — rather than per-call averages. Summing individual call data and then dividing is mathematically equivalent to averaging per call, but using totals avoids rounding errors that accumulate when you average already-averaged numbers.

How do I reduce AHT without hurting quality?

The most effective AHT reduction levers are: (1) screen pop and CRM auto-population on call connect — reduces the time agents spend looking up account information; (2) disposition rationalization — fewer, more specific disposition codes reduce ACW decision time; (3) knowledge base improvements — agents who can find answers quickly spend less time on hold searching; (4) routing accuracy — correctly routed calls skip transfer hold time and re-verification steps. Avoid coaching agents to "talk faster" — that optimizes the wrong variable.
